Their importance lies in the numerous benefits they provide:<\/p>\n<ol>\n<li><strong> Help to continually lower inbound call volume:<\/strong> When users can go to the knowledge base to help them figure out how to solve a problem, that means they don\u2019t have to call the help desk or put in a ticket. This translates to time saved for IT professionals who can now spend their hours doing more complex tasks.<\/li>\n<li><strong> Increase customer satisfaction:<\/strong> Being able to utilize self-service means customers don\u2019t need to wait around for the attention of someone who can address and solve their problem, and no wait almost always means happier customers!<\/li>\n<li><strong> Provide customers with the answers they need when they need them:<\/strong> Immediacy holds immense value. Being able to receive a solution just moments after a problem arises is essential for customers who work in fast-paced environments.<\/li>\n<li><strong> Crowdsourcing knowledge helps maintain accurate content:<\/strong> Although some people might think they\u2019re a know-it-all, no one person can be an expert on everything within an organization. Because help desk staff are answering fewer phone calls, they can respond to service requests faster and more effectively as they come in through the portal.<\/p>\n<h2>How to Build and Manage an Effective Knowledge Base<\/h2>\n<p>A knowledge base is an incredible resource, but only if it is built and managed in the right way otherwise, it won\u2019t be as effective and people won\u2019t use it.<\/p>\n<p>The first best practice to keep in mind when building your knowledge base is to start small. Don\u2019t just try to fill it with as many articles as you can before you make it available to users. This would be a waste of time, as you might be writing articles for topics that no one will ever need to read.<\/p>\n<p>Making articles based on common issues is a great place to start, but don\u2019t do much more than that. As time goes on you can add more and more content to your knowledge base as certain issues become relevant.<\/p>\n<p>Another best practice, and one of the most significant, is to continuously update your knowledge base.<\/p>\n<p>With processes constantly changing within organizations, articles can quickly become outdated and provide users with incorrect information. Making it a priority to constantly update your knowledge base and not leave it behind when aspects of your business change is extremely important. Without doing this, the content you\u2019re sharing is going to become increasingly useless.<\/p>\n<p>Utilizing <a href=\"https:\/\/www.teamdynamix.com\/blog\/knowledge-centered-service-101-understanding-the-basics-of-kcs\/\">Knowledge-Centered Service\u00ae<\/a> (KCS) is another crucial best practice.<\/p>\n<p>KCS is a methodology that provides businesses with a strategy to best solve problems through an abundance of available knowledge. Easy-to-find content makes users more inclined to use the knowledge base regularly.<\/p>\n<p>Lastly, you need to make sure that trust is instilled in your organization. Without trust, employees are going to disregard the knowledge base and go straight to the IT team to help. They will call the help desk instead of looking for an article on their own, because a lack of trust may lead them to assume that the articles won\u2019t be helpful. If people aren\u2019t using the knowledge base because trust is low, the purpose of the knowledge base is defeated.<\/p>\n<h2>Knowledge-Centered Services Should be a Part of Every IT Service Management Strategy<\/h2>\n<p>How Knowledge-Centered Service is approached can vary based on a variety of factors, but it certainly can and should be part of your IT Service Management\u00a0processes. While there will always be incidents reported and service requests made that are unique in some way, have you ever run a report to determine the number (or percentage) of inbound calls or requests that can be repeatedly traced back to things like Wi-Fi passwords or where to go for XYZ on campus? If you\u2019re not taking stock of the vast amounts of knowledge you already have at your fingertips and you\u2019re not using that knowledge to your advantage, you\u2019re really doing yourself\u2014and your customers\u2014a disservice.<\/p>\n<p>KCS, managed by the\u00a0<a href=\"https:\/\/www.thekcsacademy.net\/\">KCS Academy<\/a>, is the most common form of support.<\/p>\n<p>KCS stipulates that the creation and maintenance of knowledge must be fully integrated into the most important support operations. Reward both the quality and usage of articles. \u201cMake sure you\u2019re recognizing the right behaviors,\u201d Cottrell advises. Don\u2019t turn it into just a numbers game. Encourage people\u202fto contribute their knowledge, and reward them for their article edit requests, article usage, and\u202fthe quality of their articles.
